Omilia Raises $67 Million Series B to Refine AI in Customer Support, Challenging Generative AI-Only Approaches

The customer support industry is experiencing a significant transformation, marked by a surge of startups like Sierra, Decagon, and Parloa, all aiming to integrate artificial intelligence into automating customer interactions across calls, chat, and messaging. This push for AI-driven automation seeks to empower companies to scale their operations and manage an ever-increasing volume of customer queries efficiently. However, amidst this widespread adoption of generative AI, Athens-based Omilia, a company with a long-standing history in voice call and customer support automation since 2002, is presenting a counter-narrative. Omilia’s CEO, Dimitris Vassos, argues that a blanket application of advanced AI, particularly large language models (LLMs), to every customer service process can be an inefficient and wasteful strategy.

Omilia’s strategic divergence lies in its assessment of the typical customer support landscape. Vassos points out that a substantial portion of incoming customer queries are routine in nature, often revolving around basic information retrieval, such as account balances or order status. For these straightforward requests, he contends, the deployment of resource-intensive LLMs is unnecessary and economically impractical. Instead, Omilia advocates for a more nuanced, tool-agnostic approach, emphasizing the need for a diverse suite of solutions tailored to specific customer interaction types.

"We will use any available weapon to win the battle for customer service," Vassos stated, articulating Omilia’s philosophy. "Companies like Sierra, Decagon, etc., identify as generative AI companies. Their sole purpose is to deploy generative AI and limit themselves. You may have a bazooka, but if your enemy is near you, you need a knife. This is the reality of the contact center, where you need multiple tools." This analogy underscores Omilia’s belief that while powerful generative AI tools have their place, they are not a universal panacea for all customer service challenges. The company’s focus remains on practical, efficient, and cost-effective solutions that deliver tangible value to both the business and the end customer.

Omilia’s commitment to this pragmatic approach has fueled its expansion into building self-learning agents capable of operating seamlessly across various customer contact points. This strategic development has now been significantly bolstered by a $67 million Series B funding round, led by Expedition Growth Capital. This substantial investment marks Omilia’s second major capital infusion, following a $20 million round from Grafton Capital in 2020. In the intervening years since its last funding, Omilia has demonstrated remarkable growth, achieving a tenfold increase in its annual recurring revenue, which now stands at an impressive $60 million.

Strategic Growth and Financial Prudence

Dimitris Vassos attributes Omilia’s sustained success and its ability to secure significant funding to its unwavering focus on strong unit economics. This emphasis benefits not only the company itself but also its clientele. By optimizing operational efficiency and cost-effectiveness, Omilia has been able to achieve substantial growth without the need for the large, continuous cash infusions that have characterized some of its more heavily venture-backed competitors.

"In the next few years, we will see the companies that can offer real ROI prevail," Vassos projected. "We don’t mind that we’re not as sexy as ElevenLabs and Sierra on LinkedIn right now. We care about growing steadily and building the foundations for a billion-dollar revenue company in the next three years." This statement reflects a long-term strategic vision, prioritizing sustainable growth and profitability over fleeting market trends or the allure of cutting-edge, albeit potentially over-engineered, AI solutions. The company’s focus on delivering measurable return on investment for its clients is a cornerstone of its business model and a key differentiator in a crowded market.

Proven Track Record with Major Clients

Omilia’s client roster boasts a significant number of prominent organizations, including financial institutions like Capital One, Discover, and RBC, as well as government agencies such as the UK’s Department for Work and Pensions (DWP), and utility provider PSEG. This diverse clientele attests to the versatility and effectiveness of Omilia’s solutions across different industries and regulatory environments.

A particularly strong area of focus for Omilia is the quick-service restaurant (QSR) sector, especially for businesses implementing voice-based ordering systems. The company already serves Taco Bell, with its technology deployed across more than 1,000 outlets. Vassos indicated that Omilia is actively in discussions with two additional major QSR chains in the United States, signaling a significant expansion opportunity in this market segment.

Addressing AI Implementation Challenges

The integration of AI in customer-facing roles, particularly in high-volume environments like QSR drive-thrus, is not without its complexities and potential pitfalls. An incident reported last year involving Taco Bell’s ordering system, which allegedly allowed a customer to mistakenly order an exorbitant quantity of 18,000 cups of water, highlighted the challenges of AI accuracy and the need for robust error-handling mechanisms.

While Omilia maintains that such an incident did not occur on its systems and that their internal logs do not corroborate the report, the event serves as a potent reminder of the critical importance of rigorous testing, continuous monitoring, and failsafe protocols in AI-driven customer service applications. The company’s insistence on the veracity of its system’s performance in the Taco Bell case underscores its confidence in its technology, but the broader industry implications of such potential malfunctions remain a significant consideration for all stakeholders. The company has stated that it is seeking clarification from Taco Bell on the matter, with plans to update its reporting if further details emerge.

Future Expansion and Talent Acquisition

The newly secured $67 million in Series B funding is earmarked for several key strategic initiatives. A significant portion will be allocated to establishing a new office in the United States, a market that already represents a substantial portion of Omilia’s revenue. This expansion is designed to enhance its presence and service capabilities within this critical region.

Furthermore, Omilia plans to bolster its go-to-market team, recognizing the importance of strategic sales and marketing efforts to drive continued growth. To that end, the company is actively recruiting for senior leadership positions, including a Chief Revenue Officer (CRO), a Chief Marketing Officer (CMO), and a Vice President of Revenue Operations. These hires are indicative of Omilia’s ambition to scale its commercial operations and solidify its market position.

Currently, Omilia employs approximately 500 individuals. With its ambitious growth plans and the infusion of new capital, the company anticipates its headcount to increase to 600 by the end of the current year, reflecting its expanding operational footprint and increasing demand for its innovative customer support solutions. The company’s trajectory suggests a sustained focus on delivering practical AI solutions that offer clear ROI, positioning it as a formidable player in the evolving landscape of customer service automation.
